Today, managed service providers (MSPs) are signing more clients than ever. Yet many are ending the year with thinner margins than when they started. Contract sizes are shrinking, but technician salaries aren’t. Clients want faster solutions even as their environments get more complicated. 

The 2026 Kaseya State of the MSP Report found that the share of customers spending $25,000 or more a year has dropped sharply. The margin pressure is now one of the biggest issues MSPs are wrestling with. 

Tier 1 gets most of the attention, but the money problem usually sits one level deeper. Level 2 support needs technicians who actually understand networking, servers, cloud platforms, and application issues well enough to fix what Tier 1 can’t touch.

Done well, none of this is visible from the client’s side. Tickets get answered on time, the solution is right the first time, and nobody outside the MSP needs to know part of the work happened somewhere else, MSPs scale profitably. 

The handoff from Tier 1 to Tier 2 is important, as a sloppy transition creates frustration and delays that wear down client trust over months. 

A Pattern That Shows Up Again and Again

Here’s a scenario that plays out across the industry constantly, repeated at MSPs of every size: a provider lands several new accounts in a short window, ticket volume jumps, and Tier 1 starts escalating more than the in-house Level 2 team can absorb. 

As a result, response times slip and SLAs get tight. Also, hiring two or three engineers on short notice isn’t realistic.

Costs get predictable. Instead of budgeting for salaries that stay fixed no matter what ticket volume does, an MSP pays for capacity tied to actual demand, and that alone changes how a service line looks on a P&L, MSPs scale profitably.

Clients rarely leave over one bad ticket. They leave when slow resolutions become the norm. 

Keeping Level 2 support consistent protects SLAs. SLA consistency is increasingly what separates the MSPs that hold onto larger contracts from the ones losing them.

Ultimately, when Level 2 tickets stop piling up, in-house staff can spend their time on security work, and the kind of consulting clients will actually pay a premium for.

Picking the Right Outsourced Level 2 Partner

Look for engineers who genuinely know the platforms in play. The partner must be willing to work inside the MSP’s existing PSA and RMM tools instead of forcing a swap. 

White-labeled delivery matters too, since clients should never feel like they’ve been handed off to someone new. Clear escalation rules and defined SLAs count just as much as technical skill. 

Even a sharp engineer can’t help much if nobody’s clear on when and how a ticket should move.
